Strategic Voice of the Customer, for contact centres.
Most feedback programmes produce a score, a dashboard and a monthly meeting about the dashboard. A strategic programme changes what the business does. This guide sets out what that takes, in the order we would build it.

What it is

It answers a business question.
A strategic programme starts from a decision the business has to make. Where to automate, which journeys lose customers, which partners let customers down. The survey is designed to answer it.
It is tied to what happened.
Every answer is linked to the call, chat or bot conversation behind it, the agent, the queue and the reason for contact. Without that link, a score is an opinion with no address.
It changes something every week.
Findings reach the people who can act, as cases, alerts and short reports. The measure of the programme is what changed because of it.
How to build it
Six parts, in the order that matters.

Link every answer to the interaction
Trigger surveys from the contact centre platform itself, so each response carries the conversation, the agent, the channel and the outcome. On Genesys Cloud CX, CX Index does this natively.

Measure resolution
Ask whether the problem was solved, and compare it with what the system recorded. Containment and handle time describe what the system did. Resolution describes what the customer got. See containment measures the bot.

Close the loop
Every poor score opens a case or reaches a person with the history attached, while the customer still cares. That is where retention is won.

Put a value on it
Report kept customers, customers at risk and repeat contacts in money. Finance funds programmes it can check.

Get told when something changes
Nobody should have to hunt through a dashboard. An always on early warning, like Canary, finds the change, explains it and tells the right person.
